Disappointing family experience. I travel frequently and usually stay in high-standard hotels, so I do not write negative reviews lightly. Unfortunately, this stay fell far below the level of service I expect. The hotel itself is dated and shows clear signs of wear and tear. Carpets, furniture, and flooring all display neglect, giving the property a feel stuck in the 1980s. While disappointing, this alone would not have warranted a negative review if the service had been professional and solution-oriented. I acknowledge that I made an error with the booking: I have three children, and the reservation was made for two. I accept responsibility for this. However, the handling of the situation was the real issue. We arrived around 10:00 p.m., after more than 24 hours of travel from Australia. The apartment-style room booked had one king bed, two single beds, a sofa, and ample space, clearly suitable for our family for the night. While I understand hotel policy, situations like this require discretion, goodwill, and common sense—especially late at night. The duty manager, Delfina Mendoza, showed little effort to understand the situation or explore reasonable solutions. She offered only options that did not address our immediate needs, displayed no empathy, and ultimately walked back to her office, no longer interested in resolving the issue. Her approach was inflexible, dismissive, and did not reflect basic customer service principles. For someone in a managerial role representing the brand, this conduct was concerning and highlights a need for additional training in leadership and guest relations. I would like to acknowledge Mariel at reception, who remained compassionate, professional, and supportive throughout. Her calm and caring approach helped guide our family through a difficult situation, and her professionalism stood in stark contrast to the overall management experience. Ultimately, our family was accommodated in the room under exceptional circumstances, with only a reasonable additional fee of USD 60 for the extra child.
